Human handoff
In one sentence
Human handoff is the point at which a chatbot or AI agent passes the conversation to a member of staff, together with the context it has gathered, because the case needs it, a rule requires it or the customer asks for it.
Also known as: handoff · bot-to-human handoff · live agent handoff · escalation to a human · human takeover
What is human handoff?
No chatbot or AI agent resolves every single case. Human handoff is the planned exit for everything else: the bot recognises that a person needs to step in and passes the conversation over.

An AI agent on your WhatsApp, CRM included
From €49/mo + VAT
It replies to customers on WhatsApp and logs every conversation in the CRM.
See the WhatsApp agentWhat separates a good handoff from a bad one isn’t the timing but what gets passed on. If the customer has to tell the whole story again, the bot has wasted everyone’s time.

A handoff has three parts:
1. The trigger. What causes the handover:
| Trigger | Example |
|---|---|
| The customer asks | ”I’d like to speak to a person” |
| The bot doesn’t know or isn’t sure | A question outside its information |
| Sensitive topic | A complaint, or a very negative tone picked up by sentiment analysis |
| Business rule | Time of day, order value, customer type |
2. The context transfer. The bot leaves a summary: who the customer is, what they want, the details they’ve given and what they’ve been told. Without it, the handoff fails.
3. The destination. Where it goes: a specific colleague, a team queue or, if nobody is around, an alert with a task to reply later. The customer is always told what happens next.
In a classic conversation flow, the handoff is just another branch of the diagram. In an AI agent, it’s defined as a rule in the agent’s instructions.
Example
An online cosmetics shop in Glasgow handles customers on WhatsApp. The agent answers delivery and returns questions. A customer writes in, upset because a product has given her a skin reaction. The agent doesn’t try to fix it: it apologises, tells her a member of the team will take over and leaves the conversation assigned, with the order, the product and her account of what happened. The person responsible picks it up without asking anything that’s already known.
Human handoff at UTIO
In the WhatsApp agent, each conversation lives in a shared inbox and has an owner: your team can reply at any point, with the history in front of them. You also set the autonomy: no AI, ask first, draft or automatic. In ask-first mode, the agent checks with you before replying.
With the voice agent, you set the rules for passing a call to a person: by time of day, by topic or when the caller asks. The agent transfers to your mobile or to an extension on your phone system, with the context already logged in the CRM. If nobody answers, it takes a message and schedules a callback.
Frequently asked questions
When should a bot hand over to a person?
When the customer asks, when the bot doesn't know the answer or isn't sure, when the topic is sensitive (a complaint, a health issue, a payment) and when one of your business rules says so, for example by time of day or order value.
What if nobody on the team is available?
A good system doesn't just leave the customer waiting: it tells them when they'll hear back, takes their details and leaves a task or alert so someone replies or calls them later.
Does the customer have to repeat what they've already said?
They shouldn't. The whole point of a handoff is passing on the context: who they are, what they asked for and what they were told. If the staff member starts from scratch, the experience is worse than having no bot at all.

A chatbot is a program that holds text conversations with people, on a website or on WhatsApp, to answer questions or guide them through a task. It either follows fixed rules or uses a language model to understand what people write.

A conversation flow is the predefined path of an automated conversation: the steps, questions and replies a bot follows depending on what the user answers, usually drawn as a branching diagram.
